The results showed that when employees engage in pro-customer rule breaking to help customers, they experience psychological need fulfillment. This finding suggests that managers should make customer service-related rules more flexible and empower their employees to problem solve for customers in challenging situations. In addition, the results show that guilt has a negative relationship with voice but does not influence emotional exhaustion and job satisfaction.
